AWS unveils several new automation features for Amazon Connect at the re:Invent conference to better compete with enterprise SaaS giants like Salesforce. The updates focus on enhancing the customer service platform by embedding machine learning directly into the daily workflow of contact center operations.
The flagship addition involves automated agent monitoring through Contact Lens, which uses voice analytics and digital performance forms to evaluate customer service agents. This system identifies employees who struggle with customer interactions so managers can quickly provide targeted coaching, significantly reducing the time spent on manual performance reviews.
To complement the monitoring tools, AWS also introduces real-time guidance that helps agents resolve customer issues consistently and reduces errors. Additionally, the company makes its forecasting, capacity planning, and scheduling tools generally available, allowing managers to optimize staff shifts and ensure adequate coverage across the contact center.
